Solution skill

subscription cancellation spike after pricing change: billing error or feature break

Version 1Sign in to save

Complete solution

Separates a real cancellation spike after a pricing change from a billing error or feature break masquerading as price revolt. Use in the first week of the spike. Not for a slow churn rise over quarters.

TL;DR

Cancellations after a pricing change get blamed on price, but the spike often rides a billing defect (wrong amounts charged) or a feature removed in the same release. Read the cancellation reasons, the charged amounts, and the timing against the price effective date before accepting the price story; each cause has a different save play and a different owner.

subscription cancellation spike after pricing change: billing error or feature break

Use this when

  • Cancellations spiked within days of a pricing or packaging change
  • Reasons are vague, missing, or suspiciously uniform
  • Some cancelling accounts were charged unexpected amounts

Not for this skill when

  • Cancellations were rising for months before the change
  • Exit interviews consistently cite price with correct charges verified

Steps

  1. Bucket cancellations by day and align them with the price effective date, the billing run dates, and any feature release. Verify: the spike's true start event is located on the timeline
  2. Audit charged amounts for 30 cancelling accounts against their contracted prices. Verify: billing errors are confirmed with a count, or cleared
  3. Read the raw cancellation reasons and contact 10 cancelling customers directly. Verify: the stated cause distribution replaces the assumed one
  4. Split the spike into billing-error, feature-break, and genuine-price cohorts with a save play per cohort. Verify: each cohort has an owner and a targeted response
  5. Fix the billing or feature cause, refund or restore where owed, and re-report the spike net of the defect cohort. Verify: the true price impact is reported separately from the defect fallout

Why it happens

Pricing changes ship alongside billing migrations and feature packaging changes, so the calendar confounds three causes into one spike. Amount audits and reason reads are cheap, decisive evidence, and they prevent the worst outcome: discounting to save customers who were actually just misbilled.

Edge cases / pitfalls

  • Customers citing price may mean the invoice surprised them, which is a billing communication defect, not a price-level problem. Separate the two in the cohorting.
  • Refunds for misbilled cancellers should not wait for the full analysis. Fix the money first for confirmed errors.
  • Feature-break cancellers often return if the feature is restored quickly. Track their window separately from price churn.
