Steps

1. Title it the way the customer searches

Use the customer's words, not your taxonomy: "invoice shows twice" beats "duplicate billing event resolution." Check the actual search terms in your help center analytics.

Expected output: titles that match real customer search phrases.

2. Write the verdict in the first three lines

Say what the answer is before any background: "Yes, you were charged twice, and here is how we fix it." Agents copy this line straight into tickets.

Expected output: the top of every article answers the question in under thirty seconds.

3. Number the steps, one action per step

Each step is one thing the reader does, followed by how to confirm it worked. Never combine "click X and then configure Y" into one step.

Expected output: steps an agent can paste into a ticket reply as-is.

4. Add the "still stuck" closer

Every article ends with exactly what to do when the steps fail: what info to gather and where to send it. This turns dead ends into good escalations.

Expected output: no article that ends with "contact support" and nothing else.

5. Keep it under 400 words

If it needs more, it is two articles. Length is the number-one reason agents dont link docs.

Expected output: articles short enough to read between tickets.

Why it happens

Articles get written to be complete, not to be used, so they accumulate background, caveats, and edge cases until the answer is buried. Agents under time pressure wont dig; they answer from memory instead. Designing for the thirty-second scan makes the article the fastest path, which is the only way it gets used.

Edge cases

  • Articles that genuinely need length: split by scenario, link the siblings at the top, keep each under the cap.
  • Screenshots: one per three steps max. More than that and the article rots the next time the UI changes.
  • Multiple products sharing one help center: the WHEN THIS APPLIES line prevents wrong-article pastes.
  • Legal or compliance content: keep the required wording in a marked block and write the human version around it.
