charged twice" resolution steps for support
Complete solution
A resolution playbook for charged twice tickets: how to tell a real double charge from a pending-versus-posted pair, how to verify it in under five minutes, and how to refund and prevent repeats. Use when customers report duplicate charges or billing shows two identical transactions. Not for subscription price disputes, unauthorized charges from someone else, or refund policy questions.
TL;DR
Half of all "charged twice" reports are one charge shown twice: a pending authorization plus the posted charge. Check for that before you refund anything. A real double charge has two posted transactions with different IDs, usually from a retry storm or a double-clicked submit. Verify first, refund the duplicate second, and fix the submit flow third so it stops happening.
The query
"charged twice" resolution steps for supportUse this when
- Customers report being charged twice for one purchase
- Billing shows two identical transactions
- Duplicate charge tickets spike after a deploy
- You need a refund decision in one touch
Not for
- Disputes about the price itself
- Charges the customer says they never made
- Subscription renewal questions
- Refund policy exceptions
Steps
1. Check pending versus posted
Look at both transactions in your payment dashboard. If one is a pending authorization and one is posted, it is a single charge. The pending hold drops off on its own. Tell the customer what to expect and when.
Expected output: the false alarm identified, or confirmation of two real charges.
2. Compare transaction IDs and timestamps
Two posted charges with different IDs minutes apart usually mean a retry: the customer double-clicked, or a timeout made the app submit twice. Note both IDs for the record.
Expected output: the mechanism of the duplication, documented.
3. Confirm only one order or invoice exists
Check whether the two charges map to one order or two. One order with two charges is a clear duplicate. Two orders means the customer may have actually bought twice.
Expected output: you know whether to refund or to explain.
4. Refund the duplicate
Refund the second charge in full, tell the customer the amount and the 3 to 5 business day timeline, and confirm the original charge stands. Document both transaction IDs on the ticket.
Expected output: the customer keeps one valid charge and gets the duplicate back.
5. Fix the cause
If retries are causing it, flag the missing duplicate-protection on the submit flow to engineering. If it is double-clicks, the fix is disabling the pay button after the first click. Log every duplicate as evidence.
Expected output: the ticket count for this issue starts falling.

Youre right, [Name], I can see two posted charges of [amount] on
[date]. Ive refunded the duplicate in full, it should land back on
your card within 3 to 5 business days. The original charge for
[invoice] stands. Sorry for the mix-up.Variant phrasings
i was charged twice for the same thing
Same playbook. Step 1 first, because pending-plus-posted is the most common answer.
duplicate charge on my card
Verify with transaction IDs in step 2 before promising a refund.
billed twice for one order
One order, two charges: refund the second. Two orders: explain before refunding.
Why it happens
Payments are not instant, so apps retry when they do not hear back quickly. Without a guard that says "this payment already exists," a retry becomes a second charge. Double-clicks do the same thing from the user's side. The system did exactly what it was told twice, which is why the fix is telling it once, loudly, with the button disabled and the request deduplicated.
Edge cases
- Trial conversion plus first invoice: two legitimate charges days apart that look like a duplicate. Check the invoice dates.
- Add-on purchased mid-cycle: a prorated charge next to the regular one. Explain the proration.
- Family sharing: two family members buying the same thing separately. Ask before refunding.
- Currency holds: international cards can show the authorization and the settled charge as different amounts. Not a duplicate.
